Contact Center Buyer’s Guide

Contact Center vs. Call Center: Which Does Your Business Need?

Most of the content that explains the difference between a call center and a contact center was written by software vendors for enterprise buyers. It tells you that a call center handles phone calls and a contact center handles every channel on one platform, and then it tries to sell you the platform. That definition is correct, but it skips the question a growing business actually has: which channels do my customers use, can one team handle them without losing the thread, and does outsourcing change the answer?

This guide answers those questions in order. It defines the two models the way the industry does, shows you how to find out which channels your customers really use, explains why carrying context between channels (and between AI and people) is the capability that separates a good contact center from a busy one, and gives you a digital-first scorecard so you can measure the program on outcomes rather than call speed. It also shows where Redial BPO’s omnichannel teams in Mexico, South Africa, and the Philippines fit, and where the AI front desk we are previewing fits in front of them.

IzzyOps (working name) answers on the first ring, books and resolves routine calls, and hands the rest to a real person with the full conversation already in hand. Commercial availability is planned for late 2026 to early 2027. See a demo call, including the handoff.

What Is the Difference Between a Call Center and a Contact Center?

The industry draws the line consistently. A call center handles voice: inbound calls, outbound calls, or both, measured with phone metrics such as average handle time, first-call resolution, and abandonment rate. A contact center manages interactions across phone, email, live chat, messaging apps, SMS, and social media from a unified platform, so an agent can see that the customer who is calling now sent an email yesterday and chatted last week  1.

The word “unified” is doing the real work in that definition. A business can add a chat widget and a shared inbox to a phone team and still not have a contact center, because each channel lives in its own tool and the customer has to start over every time they switch. What makes it a contact center is a single record of the customer, a single queue logic that routes work to the right person regardless of channel, and a single set of measures that treats a resolved email the same way it treats a resolved call.

Two things follow for a buyer. First, the question is not which label sounds more modern; it is which channels your customers use and whether you need them connected. Second, voice has not gone anywhere. Among US consumers, 85% used at least two channels to contact companies in the past year, yet the phone remained the most-used channel at 66%, ahead of email at 61% and online channels at 57% (Verint, 2025) 2. Salesforce’s 2025 survey of 6,500 service professionals found 81% still say the phone is a preferred channel for complex issues 3. A contact center adds channels around voice; it does not replace it.

What a Contact Center Actually Does (and What It Doesn’t)

A plain-language walk through the channels, the shared customer record, the routing logic, and the service functions that sit inside a contact center, with the common misconceptions cleared up.

Which Channels Do Your Customers Actually Use?

Before you decide between a voice program and an omnichannel program, pull your own data. Count the contacts you received in the past 90 days by channel, including the ones that arrived in places nobody formally monitors: the Instagram comments, the WhatsApp messages to a manager’s phone, the voicemails left after hours. Most businesses discover that two or three channels carry almost all the volume and that at least one high-volume channel has no owner.

The industry benchmarks tell you what to expect. Six in ten contact center leaders said their number of channels increased in 2024, the third consecutive year of growth, and 79% said their agents handle multiple channels concurrently most of the time or every shift (NiCE and SMG survey of 400 leaders, 2025) 4. Channel sprawl is now the normal condition, and the operational risk is not that you have too few channels but that you have more channels than you can staff and measure.

Use the channel-mix worksheet in the sub-page below to record, for each channel, the volume, the share of contacts that need a reply within an hour, the share that involve a payment, a health record, or an identity check, and whether the channel is currently owned by anyone. That table is the real specification for a contact center program, and it is the document Redial’s solutions team will ask for first.

Carrying Context Across Channels, and Between AI and People

The single most-cited friction in customer service is repeating yourself. In Zendesk’s 2026 CX Trends research among 6,182 consumers in 22 countries, 74% said they are frustrated when they have to repeat information and 81% want an agent to continue the conversation without backtracking 5. That frustration is exactly what a disconnected set of channels produces: the customer explains the problem in chat, is told to call, and explains it again to a person who cannot see the chat.

The same problem now has a second form. As businesses put AI in front of their phone lines and chat windows, the handoff from the AI to a person has become the new place where context gets dropped. In one AI receptionist vendor’s analysis of 1,446,980 calls, 73.8% of the actions the AI took were transfers to a person, which shows how often that handoff path is exercised in practice 6. If the person who picks up cannot see what the caller already told the AI, the business has automated the first half of the conversation and made the second half worse.

Redial designs for context in both directions. Across channels, our omnichannel teams work from a shared customer record so the agent handling a call can see the email thread and the chat transcript. Between AI and people, the AI front desk we are previewing, IzzyOps (working name), is built so that when a digital agent cannot resolve a call it hands off to a person along with the conversation history, so the caller does not repeat themselves. That handoff standard is the subject of its own pillar in this section.

How to Measure a Contact Center: Digital-First KPIs

A call center is measured in seconds: speed to answer, handle time, abandonment. Those measures still matter for voice, but applied to a contact center they reward the wrong behavior. An agent who closes a chat quickly without resolving it looks good on handle time and terrible on the measure the customer cares about. Zendesk’s research found that 85% of CX leaders say one unresolved issue is enough to lose a customer 5, and Metrigy found 38% of consumers will leave after a single bad experience 7.

A digital-first scorecard balances four things: resolution (first-contact resolution by channel, repeat-contact rate within seven days), responsiveness (first response time by channel, with different targets for chat and email), experience (digital CSAT, and for AI-handled contacts the share that were escalated and the share that were resolved), and cost (cost per resolved issue rather than cost per contact). The sub-page below defines each measure, suggests a data source, and explains how to set targets per channel so that a 24-hour email target and a 30-second chat target can live on the same page.

Does Outsourcing Change the Answer?

Outsourcing does not change which channels your customers use, but it changes what you have to ask a provider. A voice-only program can be specified on hours, volume, and language. An omnichannel program also needs to specify which systems the team will work in, who owns each channel, how context moves between channels, and how the handoff between any AI layer and the human team will work. The provider’s answers to those questions matter more than their service list, because almost every provider publishes the same list.

Redial BPO runs omnichannel programs across voice, email, live chat, social media, and messaging apps for clients in healthcare, financial services, retail and e-commerce, automotive, utilities, logistics, software, and property management, from delivery centers in Mexico (Tijuana and Mexicali), South Africa (Johannesburg), and the Philippines (Manila) 8. Everest Group assessed Redial in its 2026 Customer Experience Management Services PEAK Matrix for the Americas and placed it as an Aspirant among 63 providers assessed 9. For a dental support organization, Redial stood up 112 agents in South Africa within 90 days, reduced insurance verification processing time by 31% in the first quarter, and maintained 93% patient satisfaction through the transition 10.

If your decision is purely about phone coverage, delivery location, and cost per hour, the Call Center Solutions section of this site is the better starting point; its delivery-model and cost guides cover that ground in detail 11. If your decision involves more than one channel, AI in front of your team, or both, continue through this section.

Ready to Decide What Your Customers Actually Need?

The call center versus contact center question is easier than the vendors make it sound. Count the channels your customers use, decide which ones need to be connected, and insist that context travels with the customer, whether they move from chat to phone or from an AI to a person. Redial BPO builds omnichannel programs around that principle, and the AI front desk we are previewing extends it to the first ring.
