From Sampling to 100%: What Automated Quality Assurance Changes

Ask a contact center how much of its conversations anyone actually reviews, and the honest answer is almost none. In a Call Centre Helper poll of 113 contact centres, 35% evaluated 1% or less of interactions for quality and a further 33% evaluated between 1% and 2% 1. That poll dates from September 2016, and Redial has not found a more recent published figure, which is itself telling. Automated QA and speech analytics change the denominator from a sample to everything. This page explains what that finds, how it supports compliance and coaching, and how to introduce it without turning QA into surveillance.

IzzyOps (working name) answers on the first ring, books and resolves routine calls, and hands the rest to a real person with the full conversation already in hand. Commercial availability is planned for late 2026 to early 2027. See a demo call, including the handoff

What Sampling Misses

A 2% sample, chosen more or less at random, is good at measuring average quality and bad at finding the things that matter most: the one call where card details were read aloud into a recording, the handful of calls where an agent forgot the AI or recording disclosure, the customer who said “I am cancelling” and was not flagged, the new agent whose calls are drifting, the call type whose satisfaction is quietly collapsing. Those are rare events, and sampling finds rare events late or never.

What 100% Analysis Finds

Automated QA transcribes and scores every interaction against a rubric, then surfaces the exceptions. In practice that delivers four things:

  • Compliance monitoring. Every call checked for required disclosures (AI, recording), prohibited content (card validation codes, which PCI DSS guidance says must not be retained in recordings after authorization 2), and script adherence where regulation requires it.
  • Churn and risk signals. Phrases that indicate cancellation intent, complaints, or escalation risk, flagged for follow-up while there is still time.
  • Coaching targets. Each coach is pointed at the specific calls worth hearing for each agent, rather than a random handful. The analyst’s time goes into the right 2%.
  • Automation candidates. The call types that are consistently simple and consistently resolved the same way are the ones a first AI tier should take. In one published case, Sony Electronics found 40% of inquiries were automation candidates and achieved nearly 16% greater containment with conversational self-service (ICMI and NiCE, 2025) 3.

Measuring the Handoff Belongs Here

When an AI tier sits in front of agents, QA is also where the Handoff Standard is enforced. “Context carried,” the share of handoffs where the agent did not ask the caller to repeat anything already given to the AI, is a rubric item scored by a human listener on sampled handoffs. Automated analysis can find the handoffs; a person judges them. That combination is what makes the measure credible.

Introducing It Without Breaking Trust

Agents accept 100% analysis when it is used to coach rather than to catch. Four practices help: publish the rubric; score behaviors, not personalities; share each agent’s own trends with them; and use the compliance alerts to fix process (a missing disclosure in the greeting script) before attributing fault. Automated QA should make the QA analyst more effective, not redundant, and it should never be the only input to a performance decision.

How Redial Fits

Redial’s Speech Analytics service scores interactions across its staffed programs and supports compliance monitoring and coaching 4, with QA analysts reviewing the exceptions the analysis surfaces. For the AI front desk Redial is previewing, IzzyOps (working name), the same discipline applies: disclosure compliance and context carried are two of the nine measures Redial intends to instrument from the first pilot call. Redial’s homepage line applies to QA as much as to agents: not AI instead of people, AI that makes people better 5.

Frequently Asked Questions

The only published figure Redial could find is from a 2016 Call Centre Helper poll of 113 centres: 35% reviewed 1% or less and another 33% reviewed between 1% and 2% 1. Treat it as a dated indication rather than a current benchmark.

No. It finds the calls worth hearing and scores objective items at scale. Analysts judge the calls that need judgment, including whether a handoff carried context, and coach from them.

Required disclosures (AI, recording), prohibited content such as card validation codes in recordings 2, and script adherence where a regulation or client policy requires specific language.

Well, when the rubric is published, behaviors rather than people are scored, agents see their own trends, and alerts are used to fix process first. Badly, when it is introduced as surveillance.
