Technology Plus People

AI Inside a Staffed Contact Center: Voice AI, Automation, and QA Without Losing the Human

The contact center is becoming a technology-plus-labor business, and the people who run them agree on the direction more than the speed. Service teams estimate AI handles about 30% of cases today and project 50% by 2027 (Salesforce survey of 6,500 service professionals, 2025) 1. At the same time, McKinsey models that assisted-call volumes fall only about 2% over three to five years even under fast adoption, because contact volume keeps growing 2. The practical question for a 10- to 300-seat operation is not whether to add AI but where, in what order, and with what safeguards.

This pillar answers that for a staffed program. It offers a readiness check across five areas, explains where voice AI fits as the first tier in front of a team, shows what workflow automation does after the conversation ends, and describes what changes when quality assurance moves from a 2% sample to 100% of interactions. It links to Redial’s Voice AI, Workflow Automation, and Speech Analytics service pages for the technology detail, and to the Call Center Solutions section’s AI-augmented teams guide for the operating model inside the team; this page covers how the pieces fit together around people.

IzzyOps (working name) answers on the first ring, books and resolves routine calls, and hands the rest to a real person with the full conversation already in hand. Commercial availability is planned for late 2026 to early 2027. See a demo call, including the handoff.

Is Your Operation Ready for AI?

Most AI readiness assessments were written for enterprises. For a mid-market operation, five areas decide whether an AI tier will work: the quality of the knowledge base the AI will answer from; the integrations the AI needs (CRM, calendar, ticketing, telephony); the channel and volume mix, which determines what the AI can take; compliance exposure, which determines what it must not; and the team’s readiness to change roles. The obstacles are well documented: 72% of contact center leaders cite integration of technology, systems, and tools as a challenge, 58% cite legacy systems, and 53% cite data security and compliance (Deloitte Digital, 720 leaders, 2026) 3. Only 22% of leaders are certain their teams are ready for next-generation work 4, and Gartner predicts more than 40% of agentic AI projects will be canceled by the end of 2027 for cost, unclear value, or inadequate risk controls 5.

Where Voice AI Fits in Front of a Team

Inside a staffed program, voice AI replaces the touch-tone IVR and the voicemail, not the agents. It answers immediately, resolves transactional calls (status, booking, documented FAQs), covers after-hours and overflow, and hands everything else to a person with the context attached. That is Gartner’s “digital first, but not digital only” posture 6 applied to the phone line. Among small and mid-sized businesses using AI in customer service, 74% use chatbots and only 32% use voice AI or IVR (Talkdesk survey of 400 US small business owners, 2025) 7, so voice is the less crowded place to start.

The economics are measured in the pilot, not promised in advance. A program with the AI on the first ring should see a lower cost per contact and a faster first response, but the net benefit after implementation and operating cost has to be shown in the scorecard.

What voice AI should take inside a staffed program, how the tiering works with agents behind it, and how to measure the net effect rather than assume it.

What Happens After the Conversation

A large share of contact center labor happens after the customer hangs up: updating the CRM, creating the ticket, sending the confirmation, scheduling the follow-up, verifying the insurance, posting the payment. Workflow automation connects the conversation to those steps so they happen without an agent retyping. It is also where AI assistance helps agents most directly. In a Quarterly Journal of Economics field study of 5,172 support agents, access to a generative AI assistant raised issues resolved per hour by 15% on average and by up to 30% for less-experienced agents, with no effect for agents with more than a year’s tenure 8. For a BPO with structurally high agent turnover, that is the strongest independent evidence that AI copilots are an operations tool rather than a replacement tool.

After the Call: Workflow Automation That Connects Conversations to Your Systems

The after-call tasks worth automating first, how automation connects to CRM, calendar, and ticketing, and where agent assist belongs.

From Sampling to 100%

Most contact centers review a very small sample of their conversations. In a Call Centre Helper poll of 113 contact centres, 35% evaluated 1% or less of interactions for quality and a further 33% evaluated between 1% and 2% (September 2016; the figure is dated, and Redial is not aware of a more recent published one) 9. Automated QA and speech analytics score every interaction, surface compliance risks (a missed disclosure, card data read aloud) and churn signals, and give coaches the specific calls to listen to. The point is not to replace QA analysts; it is to point them at the right 2%.

How Redial Puts the Pieces Together

Redial BPO delivers the technology layer as part of a staffed program rather than as software alone: Voice AI as the first tier 10, Workflow Automation connecting conversations to client systems 11, and Speech Analytics scoring interactions 12, with bilingual agents in Mexico, South Africa, and the Philippines behind every automated step 13. The AI front desk Redial is previewing, IzzyOps (working name), is the same idea packaged for smaller businesses: a digital agent in front, people behind, and the conversation carried across the handoff. For a mid-market program it can serve as the first tier, with Redial agents as the second.

Redial’s homepage puts the principle in one line: not AI instead of people, AI that makes people better 13. The Gartner survey data supports it: only 20% of service leaders have reduced staffing because of AI, while 55% held staffing stable and handled more volume 14.

Add AI Where It Helps, Keep People Where It Matters

The order matters: readiness first, voice AI as the first tier, automation after the call, QA across everything, and a measured handoff between the AI and the people. Redial builds staffed contact center programs that way, and it will show you the scorecard.
